Philippine Airlines (PAL) has significantly improved its customer experience by integrating artificial intelligence and unified data systems. Historically plagued with long wait times, the airline now responds to customer inquiries in under a minute, thanks to the deployment of a cloud-based, omnichannel contact center powered by Twilio. This technological overhaul has transformed its contact operations from a cost center into a profitable revenue stream, with the airline achieving notable cost savings and high customer satisfaction ratings.

Munsayac, the VP for customer experience, explained that the airline’s strategy focused on solving real customer problems through gradual implementation of AI solutions. Mid-2025, PAL launched generative AI chatbot services, achieving nearly 45% inquiry deflection and aiming for 70-80% by April 2026. Importantly, the airline maintains human oversight, with escalation options always available, ensuring a seamless experience for passengers.

Addressing Data Silos and Building Trust

The journey to this transformation highlighted the critical need for integrated data. Passenger data, scattered across multiple departments and systems, impeded efficiency. To overcome this, PAL is developing a comprehensive customer profile platform to deliver personalized, proactive service—one where future interactions are anticipated and tailored, reinforcing trust and loyalty.
